Conflict is messy, none of us want it. Conflict is a result of the lack of clearly communicating expectations. In most situations there was no malice intent, it was assumptions made, two parties not aligned on the same path forward.
Clear to Close! The most exciting 3 words in the mortgage industry, it means we are done! The process is over, the transaction can be closed, everyone WINS! But what it takes to get to this place is different for every transaction.
“The Story” – Looking beyond the documents
Every loan file is unique; every client has their own set of circumstances that need to be navigated to get to CTC. It is critical to share with the client What’s Next at each stage of the process. Communication here is a two-way street. The key to avoiding friction is mapping out the process flow with the client on day one and constantly collaborating to uncover “The Story” of the file.
Uncovering “The Story” Together
"The Story" is the colorful, real-life particulars that the black-and-white financial documentation doesn't show. It’s the human details that both originators and operations must actively listen for, share, and solve together before conflict arises:
- The borrower works nights and sleeps during the day—meaning communication windows are tight.
- Funds to close are tied up in an account that requires liquidation and won’t be available until 48 hours before closing.
- The client has planned a 10-day vacation right in the middle of a short 20-day contract.
- One of the parties is traveling out of the country and will need a mobile notary or an embassy appointment.
- Neither borrower speaks English, and their 15-year-old child is translating after school ends at 3:00 PM.
On a recent transaction, a file's debt-to-income (DTI) ratio began exceeding guidelines due to some undisclosed expenses. Our team immediately went to work with the client to document additional income, but the numbers were still tight. It wasn't until we explained to the client that we would need to pay off some small obligations, that they casually mentioned a large debt had already been paid in full prior to application!
The client had mentioned it early on, but because it wasn't on paper, it wasn't a visible part of the file. It was an easy fix once discovered, but it was a perfect reminder: unspoken knowledge—whether held by the client, the originator, or operations—creates needless anxiety. When we communicate openly up front, we can work as a unified team to resolve these wrinkles instantly.
Assumptions made, conflict looming….
Assumptions are the fastest way to create unintended conflict. For example, a client might enthusiastically ask to close a week early, and an originator, wanting to deliver top-tier service, might respond with, "We'll see what we can do!" The client hears: "Cool, we are closing early!" The processor, looking at a backed-up lender or an underwriter on vacation, thinks: "There is no physical way that is happening." Immediately, an artificial conflict is looming. Without a shared, transparent conversation between the originator, the processor, and the client about the exact steps required to hit that early date, a well-meaning effort turns into stress and frustration for everyone.
Elevating the Client Experience Through Partnership
The ultimate guardrail to avoid conflicts isn't just about collecting paperwork; it's about alignment between originators and operations. When originators and processors treat the loan handoff as a true strategy session, it unlocks a competitive advantage for the borrower experience.
When real-time context is paired with the data, the entire team shines:
- Proactive Problem Solving: When processors and originators review the nuances of a file together early on, they can anticipate an underwriter's questions before they are ever asked.
- A Unified Front: A continuous loop of communication ensures that when processing steps in to guide the client, the message matches the originator's promises perfectly.
- The Cohesive Loop: When unexpected information pops up mid-process, operations must immediately loop back to the originating partner. Working together ensures the client never feels caught in the middle of a fractured process.
Clarity creates success. By avoiding assumptions and committing to continuous and clear communication, originating partners and their processing teams protect valuable referral relationships, elevate the client experience, and turn every closing into a seamless, shared win.
